“Before I was probably just guessing. I knew the big picture and the end result, but getting to the end result was the bit I wasn’t sure on.”

SERVICE DESK MANAGER

The challenge

A newly promoted Service Desk Manager stepped into a growing MSP with competing priorities, stretched capacity and a constant pull towards day-to-day firefighting.

The manager had experience and a clear view of the desired outcome. The difficulty was knowing whether the right improvements were being prioritised, in the right order, while establishing credibility with experienced engineers.

Without protected time and a structured approach, the manager believed a credible plan with actions, owners and deadlines might never have been completed.

The approach

Oprising provided a structured way to examine the Service Desk, validate what good looked like and break a large improvement challenge into manageable areas.

  • Separate immediate priorities from improvements to retain for later.
  • Convert improvement ideas into defined actions with owners and deadlines.
  • Use consistent questions to explain why proposed changes mattered.
  • Create space to look beyond immediate operational pressure.

“It’s not me pulling things out of thin air. It’s what MSPs need to be thinking about.”

SERVICE DESK MANAGER

What became visible

The manager estimated that at least 50 previously unconsidered risks had been identified. Around 10 were considered high risk because of their potential to contribute directly to client loss.

The framework helped distinguish urgent exposure from longer-term improvement, producing a more credible and achievable route forward.

The results

Confidence in selecting the right improvement actions increased from 4/10 to 8/10.

Current prioritisation confidence reached 8–9/10.

Ownership and accountability clarity increased from approximately 2/10 to 7/10.

More than 50 risks and gaps were identified.

Around 10 high-risk items were brought under active management.

Overall Service Desk impact was rated 7/10.

The manager reported greater credibility and buy-in when leading experienced engineers.

The impact

The most important result was the shift from uncertainty to confident decision-making. The manager gained a structured framework, clearer priorities and stronger visibility of risk, making it easier to lead change, justify decisions and build credibility with experienced staff.
