# Service Maturity Part 2: Maturity vs Service Performance

Most MSPs have plenty of metrics: SLA attainment, ticket volumes, time to fix, cost per ticket, CSAT scores (when customers bother to fill them in), and probably a whole heap more!

And yet, customers still complain about inconsistency. Escalations still happen. The Service Desk still feels like it is running hot and leadership still gets surprised by complaints and churn risk.

That is because metrics tell you what happened. They don’t tell you whether the service is capable of behaving consistently next week.

That is the difference between service performance and Service Maturity.

Performance is what you did. Maturity is what you can reliably produce.

## What service performance actually measures

Service performance is the output, how the Service Desk performed against targets and expectations. It is things like:

- SLA attainment
- time to respond and resolve
- backlog and ageing
- reopen rates
- CSAT and complaints
- customer sentiment and churn signals

These are useful. You need them, to make sure you have met your contractual obligations and a check on relationship sentiment, but they’re lagging indicators. They tell you the result after the experience has already happened.

A month of “green” performance does not mean the service is healthy. It might mean your best people carried the rest of the team, your customers did not raise issues (remember the warning sign of customers going silent when they’re usually vocal), or it might even mean you just got lucky.

## What Service Maturity measures (and why it is the missing piece)

Service Maturity is the capability behind the results. It is whether a practice is defined, repeatable, measurable, owned, and continually improved, so delivery does not rely on heroics.

Maturity shows up in things like clear scope, clear ownership, training that sticks, documentation people actually use, measurement you trust, tooling that enforces the basics, feedback loops, and a cadence of Continual Service Improvement.

A team can have impressive documentation and still deliver a poor service if customers struggle to access support, data is unreliable, hand-offs are messy, or suppliers work at cross-purposes. Customers experience the chain, not the isolated link.

Maturity is what makes performance sustainable.

## Why this matters for churn (the retention link)

Churn rarely happens because of one dramatic failure. It happens because confidence erodes. Customers start to feel like outcomes depend on who they get, how busy you are, and whether they chase. You can check the warning signs out here: [Before They Complain, They Change: The Behaviours That Predict Churn insight.](https://www.oprising.com/insights/customer-churn-behaviours)

Service Maturity protects retention because it reduces variability. It makes the service behave consistently. It creates a visible path to improvement and it stops you relying on “best effort” as a strategy.

You can hit SLAs and still lose customers if the experience feels chaotic. Equally, you can have a rough month and keep customers if they trust your service is controlled, owned, and improving.

## How to use metrics to find pain and maturity to fix it

I love a good service metric, but I’m not a fan of using tons of metrics for the sake of it, particularly when it results in lots of reporting and very little improvement.

Metrics show you where it hurts. Maturity tells you what to fix so it stops hurting, so use performance metrics to spot where pain is showing up (repeat incidents, rising escalations, falling CSAT, etc), then use Service Maturity as part of your root cause analysis to diagnose why the practice cannot hold steady, and what needs to be in place, so it stops happening again. Pair delivery measures with outcome and experience measures.

If you want to baseline one practice and get a clear view of your current Service Maturity, I’m running a small number of MSP Service Maturity pilot sessions while we test the module in the real world. We’ll spend an hour working through one practice together, then I’ll send you a short report with your current level, the key gaps, and a practical action plan. You’ll get value whether you choose to use Oprising or not.
